All sectors have improved, said Petra Kacnik-Süss from the Austrian market research company Mindtake, which examined the integration of stores and online stores of Swiss retailers in collaboration with the Swiss Mail Order Association (VSV) and Google Switzerland. The second study on this topic was presented to the industry at an online conference on Friday.
Furniture stores in third place
Furniture stores are in third place, ahead of department stores. This means that the two sectors have swapped places compared to the last study a year ago. As in the previous year, food retailers are at the bottom of the ranking.
For the study, 55 Swiss retailers from all sectors - including 50 retailers with online stores and five selected online retailers - were analyzed last December and January before the outbreak of the coronavirus crisis using around 100 criteria. At the same time, a survey was conducted among 29 retailers.
However, the ranking list and the last place for food retailers should be taken cum grano salis, said SAAM President Patrick Kessler at the online conference. This is because not all evaluation criteria are equally important for every sector. For example, free returns are much less important for book or food sellers than for clothing retailers.
Customers want the option to order as a guest
In addition, a representative survey of 1,000 people from German-speaking and French-speaking Switzerland was conducted to determine how important the criteria surveyed actually are for customers. The results showed that consumers would like to see a complete integration of retail communication and delivery channels.
Customers' expectations have risen. Shopping on the move is becoming increasingly important: 80 percent of the 1,000 respondents use their smartphone for shopping or searching for information, said Martina Oberrauer from Mindtake. This is significantly more than two years ago (63%).
Three quarters of customers would like to be able to order as a guest without having to create a customer account on the website. Only just over half of users would prefer a traditional login with registration.
Retailers hardly fulfill some customer wishes
Three quarters of customers also wanted a search field on the homepage with the option to enter text and a filter function for search results, for example by color, size, category or topic. Three quarters wanted to be able to zoom in on the product images, as Kacnik-Süss said.
Two thirds of customers would like to be able to filter search results according to whether a product is available in a particular store. However, this is only offered by 6 percent of retailers.
Over 80 percent of respondents also consider it very important to specify the delivery period. 70 percent would like a specific day of delivery to be specified. Another 57 percent are in favor of a specific delivery time window. Only 7 percent of retailers also fulfill these wishes.
Almost 90 percent of respondents think it is important that an online store offers the option of free delivery. On the other hand, only a good third wanted same-day delivery. Free returns are also very important. Almost a quarter of the retailers surveyed offer this.
More than two thirds of customers want the same product range and prices online and in-store. There must also be various purchase and collection options. Every second customer wants to be able to pick up an online purchase in a store or reserve online and purchase in a store. 40 percent also expect to be able to pick up goods at other pick-up locations. For the study "Omnichannel Readiness Index Switzerland" 55 retailers were analyzed between December 2019 and January 2020 using desk research based on around 100 criteria. At the same time, further criteria were collected from omnichannel retailers using a retailer survey (computer-assisted web interviews). In order to determine how important the surveyed criteria actually are for customers, an additional 1000 consumers from German- and French-speaking Switzerland were surveyed on a representative basis. Customers were asked how important the various options and features on the retailers' websites and in the stores were to them.
The criteria from the desk research are incorporated into six different categories: "User Navigation", "Information, Transparency & Security", "Contact Options", "Fulfillment & Payment", "Loyalty & Sharing" and "Channel Integration". Overall, the Omnichannel Readiness Index is a map for the Swiss retail sector.
