Customer communication 2026: Five trends redefine the customer experience
The way companies interact with their customers is changing radically. Quadient, a specialist in automation solutions, has identified five key trends in customer communication for 2026 based on studies and recent project experience. The focus is on smart automation, multi-step dialogs, and AI support.

The way in which companies interact with their customers is changing radically. New technologies are permeating all business processes - from marketing and customer service to billing and dunning. Quadient, a specialist in automation solutions, has derived five trends for customer communication in 2026 from studies and current project experience.
If one thing can be predicted with certainty for 2026: Customers' expectations of their suppliers and service providers will continue to rise - both in terms of their response times and the prompt resolution of problems. And it should not matter which channel customers use to communicate. At the same time, data protection and compliance requirements are growing. The following five trends are emerging in both the front and back office to ensure that companies can continue to hold their own in this challenging environment.
Process automation adapts to every situation
81 percent of consumers expect customer service that picks up a conversation exactly where it last ended - without them having to repeat information. This is the result of the CX Trends Report 2026 from Zendesk. The survey of 11,000 companies and consumers also showed how much customers expect personal, anticipatory contact - and at exactly the right time. In short: customer communication must take into account the full context of each customer.
A modern solution therefore goes beyond mere process automation. Instead of a standardized reminder, it sends a letter tailored to each customer - for example with an individual offer for payment in instalments or a deferral of payment. Automation is standard and anticipation is key. To do this, the system analyzes the customer lifetime value and risk scores. It determines these from customer data and external factors, such as the expected economic development of its sector.
Customer dialog is multi-level and cross-channel
Germany has the most chatbot users in the world after the USA and India, according to a recent study. This proves it: Communication with customers is increasingly developing into an interactive dialog. And this is being conducted via a wide variety of channels, be it email, social media, chat, messenger or telephone. This is also confirmed by a report from Harvard Business Review: 73% of customers use multiple channels during their purchase. Smart end-to-end process solutions that process both incoming and outgoing information centrally, regardless of format and channel, are needed in order to maintain an overview. AI support and automated workflows ensure that every input is automatically recorded, analyzed and either answered directly or forwarded to the right person.
Regulation becomes manageable thanks to digitalization
The EU AI Act came into force in August 2024 and the implementation of the e-invoicing obligation is in full swing. Added to this are the Accessibility Strengthening Act (BFSG) and regulations on sustainability, IT security, reporting and taxes. As PwC determined in its Global Compliance Survey 2025, 85% of respondents believe that compliance requirements have become more complex in the last three years. As a result, technology and data protection are at the top of the list of priorities for half of them.

"Companies in highly regulated industries in particular need to comply with regulations on AI-generated content and accessibility when communicating with their customers, as well as closely monitor the handling of personal data," explains Rudi Richter, VP Digital Sales at Quadient. "We see in our projects that technology can act as an enabler here. Whether in customer service or dunning - modern systems not only map complete change and version histories. They also carry out regular checks. This ensures traceability and compliance."
IT systems integrate dynamically
However, according to a representative survey conducted by the Bitkom association, 53% of companies are struggling to cope with digitalization, and the trend is rising. A year ago, it was already 48%, in 2023 only 39% and in 2022 only 34%. This gives software manufacturers a clear mandate: Technologies must be easy and cost-effective to integrate so that digitalization can be mastered. This is made possible, for example, by universal extensions that support the flexible and dynamic development of IT architecture. These include plug-ins for the simple connection of customer communication management and CRM tools as well as connectors for data exchange between the ERP system and a solution for financial automation.
Humans are looking more closely at the cards of AI
AI is currently changing the role of humans on many levels, including in interactions with customers. Employees are being transformed from performers into designers, evaluators and controllers. However, they will only be able to perform these new tasks if they can understand the decisions made by the AI - and that is a question of having the right technology.
If an AI tool identifies an invoice as risky, for example, it must be clear why. This may be due to missing data, unusual output patterns or anomalies. Only this transparency enables specialists to question results, recognize distortions and reliably validate decisions - and, depending on the case, find a solution with the customers concerned.
"Companies that empower their employees for this new role score points in dialog with their customers," explains Quadient VP Digital Sales, Rudi Richter. "In combination with an omnichannel approach, our experience shows that customer satisfaction can be increased by up to 50 percent."
Conclusion
In 2026, customer communication will finally become an intelligent dialog - controlled by technology, but shaped by the human demand for reliability and trust. Those who use intelligent automation correctly can not only reduce costs and speed up processes, but also achieve one thing above all: Customer proximity in real time.
